We send personalised outbound marketing messages from members of our team under their own name to our customers.  Often, our customers reply to the teammate directly and share their feedback or thoughts.  This is great, however the volume of responses can be overwhelming for one person to respond so in a timely way, so we’d like the rest of the team to be able to help.

If an outbound campaign message/email was sent from say Bob@company.com and a customer replied to Bob, could other teammates go into Bob’s Intercom inbox and opt to reply to that customers email from “Bob” so the customer’s experience is to continue their dialogue with the person they received the message from?

Today our approach is for teammates to draft replies as notes which Bob then has to copy/paste as a response to then send under their own name.

@Matt Crockett I believe at the moment there's no way to send a reply as another team member from within intercom, I'll have to think a little more about this or see if anyone else has ideas about it.

But I wanted to suggest another approach which could take the burden off 'Bob' while still having the customer feel supported.

You may be able to start the message with something like this:

Hi Firstname!

It's Nathan here jumping in for Bob to help with your question.

*Rest of reply*

Or customize this opening to better fit your needs…

You may have noticed the Intercom team often uses the same approach, here's Daniel jumping in for Pavel:

Acknowledging the name of the previous contact and then offering to help out continues the conversation and acknowledges that the customer is in the right place.

Hope this helps!

Thanks Nathan, yes we did a version of that with our last campaign.  It worked though we felt it sort of broke the continuity of the conversation, so we tried the Notes work around this time.  Sharing passwords for ‘Bobs’ account temporarily was another suggestion which we may also try, however that’s not really scalable or secure.

Anyhow, thank you for the suggestion and to Kevin for receiving the request and pointing me in the direction of this site to submit the feature request.  Intercom’s willingness to review and consider these sorts of things is really appreciated by my team.  Hopefully, it’ll make its way up the backlog sometime soon and we might be able to use a feature like this for a future campaign.
